You’re about to support something that doesn’t care about your process

Many customers are about to stop contacting support themselves, where possible.

 


 

Not because they’re suddenly happier or because everything is working perfectly, but because they’ll start delegating easy and repetitive interactions.

 

Instead of opening a chat or calling a support line, they’ll tell their AI assistant to handle it: check an order, cancel a subscription, switch to a cheaper plan, figure out a weird charge. The assistant will go off and deal with the part nobody enjoys.

 

That changes how some support interactions behave. Right now, support is designed around humans who explain things imperfectly, forget details, and tolerate a certain amount of friction as long as it feels like progress is happening.

 

Your processes, scripts, and tooling are all built around that reality, whether you intended them to be or not.

 

Assistants don’t behave like that. They don’t need reassurance, they don’t appreciate tone, and they don’t improvise their way through unclear processes.

 

A human will. They’ll show up slightly annoyed, half-explaining the situation, like “Okay, so I tried to cancel this yesterday and it still charged me, and now I’m seeing it twice??” and then work through it with you in real time.

 

They’ll tolerate a bit of back-and-forth, accept a “let me check that,” and adjust as the conversation unfolds. An assistant doesn’t do any of that. It sends structured requests and expects clear outcomes.

 

If the system they’re interacting with is ambiguous, inconsistent, or overly conversational, they don’t “work around it.” They fail, or they keep retrying until something breaks in a more interesting way.

 

Support is moving from being conversation-first to execution-first, and most teams are still very much optimized for the former.

 

Support as an execution layer

Right now, most support interactions basically rely on translation. A customer explains a problem in their own words, an agent interprets it, and then a resolution is born. There are multiple layers where ambiguity is absorbed, smoothed over, and occasionally ignored.

 

It works a bit like a very polite, slightly janky translation process. Someone says one thing, it gets interpreted, adjusted, simplified, and by the time it reaches the system, it’s… close enough.

 

Like asking for a dress in a language you don’t fully speak and ending up with something adjacent, not quite what you meant, but everyone involved agrees it’s fine and moves on.

 

That “close enough” works because humans are filling in the gaps at every step.

 

When an assistant is involved, that translation layer starts to disappear. The request comes in already structured, already specific, and often already tied to an expected outcome.

 

Instead of “I think something’s wrong with my order,” you get something closer to: check order status, identify delay, apply policy if conditions are met.

That’s less a conversation and more an instruction with clear expectations, and instructions are far less forgiving.

 

Where “good enough for humans” stops being enough

The interesting part of all of this is not that everything explodes immediately. It’s that small inconsistencies, the ones humans usually smooth over without thinking, start to cause friction very quickly.

 

Take authentication: today, a typical flow might involve asking for a date of birth, an address, or the last four digits of a card. It’s imperfect, occasionally insecure, but it works because a human is answering and an agent is interpreting.

 

An assistant doesn’t have a “favorite childhood teacher” to recall, and it’s not going to play along with vague verification logic. Authentication has to move from questions to proof: tokens, device signals, account-level authorization that can be validated programmatically.

 

Order changes are another good example. Right now, changing a delivery address often involves a bit of back-and-forth. “Do you mean this address?” “Is this still correct?” Humans tolerate that because they understand the system is trying to help.

 

An assistant expects a deterministic process: here is the new address, confirm success or failure. If the workflow depends on clarification loops, it starts to feel broken very quickly.

 

For example, flows that go: “Did you mean this address?” → “Can you confirm again?” → “Just to double-check…” are fine for humans, but for an assistant, that kind of back-and-forth looks like the system doesn’t know how to complete the action.

 

Cancellations get even more interesting. Many support teams still treat cancellations as a persuasion moment, with scripts designed to retain the customer.

 

An assistant does not care about your retention script, your tone, or your carefully placed “just to confirm.” If the instruction is to cancel, it will attempt to execute that action as efficiently as possible. Any friction starts to look like failure, not an opportunity.

 

Plan changes follow the same pattern. Humans are used to comparing options, asking questions, and making trade-offs. An assistant is more likely to optimize for a defined goal, like cost or usage.

 

That means your pricing and packaging need to be clear, structured, and machine-readable. In practice, that looks like options with defined attributes (price, limits, features) that can be compared and selected programmatically, not something buried in paragraphs or explained through a back-and-forth.

 

Claims and refunds shift from storytelling to eligibility. Today, a customer might explain what happened, add context, and rely on the agent’s judgment. An assistant will check conditions against a policy.

 

If your policies are vague (“reasonable exception,” “at our discretion”), they become very difficult to execute consistently.

 

For example, a refund policy that says “we may offer a refund in certain cases” works when a human can interpret context, but for an assistant, it’s unclear when that condition is actually met.

 

Assistants don’t interpret nuance unless you’ve explicitly told them how, which most policies currently do not.

 

Even something as simple as a status check changes. Humans ask, “Where is my order?” and are happy with a general answer and a bit of reassurance.

 

An assistant will check automatically, potentially more than once, and expect real-time, structured data. That requires systems designed for access, not explanation.

 

Most support teams are not optimized for this

Most support organizations are very good at managing conversations. They invest in tone, empathy, scripting, and handle time. They train teams to navigate ambiguity, calm frustrated customers, and guide interactions toward a resolution.

 

What they are not optimized for is squeaky-clean, robotic execution.

 

When an assistant becomes the interface, all the hidden work humans do to smooth over messy systems disappears. There’s no one to interpret a vague policy, no one to bridge gaps between tools, no one to say “let me check on that” while quietly stitching together an answer from three different systems.

 

If your support experience relies on a human figuring things out in real time, it’s going to struggle in an assistant-first world.

 

This is less about adding AI and more about exposing how well your system actually works when no one is there to compensate for it.

 

What needs to be redesigned

If you take this change seriously, the changes sit in the core of how support operates.

 

Authentication needs to move from questions to verifiable signals. That means thinking in terms of tokens, device trust, and account-level permissions instead of knowledge-based prompts that were already a bit questionable.

 

Policies need to move from interpretation to explicit rules. If a refund depends on phrases like “in certain cases,” you don’t have a policy an assistant can execute. You have a guideline a human can interpret, inconsistently, depending on the day.

 

Workflows need to become deterministic. Actions like cancellations, address changes, or plan switches should have clear inputs and outputs, with defined success and failure states. Ideally, they’re also reversible, because assistants will act quickly and occasionally need to undo without a long support thread to explain why.

 

Data needs to be structured and consistent. Humans can read through a paragraph and extract meaning. Assistants need clean fields, predictable formats, and reliable access points. “Somewhere in the notes” is not much of a data strategy.

 

Escalation needs to be defined as a threshold, not a feeling. Instead of “this seems complicated,” you need clear conditions for when a request moves from automated handling to human review. Assistants don’t escalate because something “feels off,” they escalate because a condition is met.

 

AI will be on both sides of the interaction

There’s also a slightly strange dynamic emerging here.

 

You won’t just be deploying AI inside your support operation. Your customers will be showing up with their own, which means interactions where an assistant is making the request and your systems (and possibly your own AI) are responding.

 

It’s less like a conversation and more like two systems negotiating an outcome, with humans supervising the edges and stepping in when things get interesting.

 

This doesn’t remove the need for people. Humans become the ones defining rules, handling exceptions, and taking accountability for outcomes when something doesn’t fit neatly into a flow, (which it occasionally won’t).

 

The question worth asking

This change isn’t fully here yet, but it’s close enough that designing for it now will look obvious in hindsight.

 

The question isn’t whether customers will use assistants to handle support interactions. They will. It’s easier and, frankly, most support experiences are not something people want to spend time on.

 

The real question is what happens when they do.

 

If your support experience depends on a human being patient, flexible, and willing to navigate a slightly messy system, it might work fine today.

But what happens when your customer sends an assistant that isn’t patient, doesn’t improvise, and expects your system to behave exactly as designed?

 

At that point, you’re no longer testing your support team, you’re testing your system.
